AI Ticket Triage for Customer Support Teams
AI ticket triage is the step between a ticket arriving and a person working it: read the message, decide what it is, decide how urgent it is, and put it in front of the right team. The DeskFerry triage agent does that for every new ticket in Zendesk or Intercom. It sets the category from your own list, sets priority from rules you write in plain English, assigns the group or person, links duplicates, and opens a Jira or Linear issue when the ticket is really a bug. Every change is written back to the ticket with a one-line reason, so your team can see why it landed where it did — and correct it.
Category, priority, queue, and a one-line reason — on the ticket itself.
Describe categories and priority rules in a sentence; no routing-tree builder.
The support ticket and the engineering issue stay linked.
Drafted replies wait for a person. Triage fields can apply on their own.
What it does
The triage workflow, step by step
Six jobs a support lead does by hand every morning. The agent runs them on each ticket as it arrives.
Categorizes against your taxonomy
Reads the subject, the body, and the customer's recent tickets, then picks a category from the list you give it — Billing, Bug · Exports, How-to, Account access, Feature request. No generic labels you have to map afterwards.
Sets priority from your rules
Priority comes from rules you write: plan tier, what's blocked, deadlines named in the message, security or data-loss words, how many times the customer has written this week. Tone counts, but a polite ticket about a broken payment run still goes to the top.
Routes to the right queue or person
Assigns the Zendesk group or Intercom team, or a named person when your rules say so (a customer's account manager, the on-call engineer for an integration). Language and region routing work the same way.
Links duplicates into one incident
When several customers report the same failure in a short window, the agent links the tickets, tags them to one incident, and posts a single alert instead of five. Your team answers the pattern once.
Escalates real bugs to engineering
If the ticket describes a defect, the agent opens a Jira or Linear issue with the reproduction details, affected accounts, and ticket links — or comments on the existing issue if one is already open.
Watches the queue after routing
Re-checks open tickets on a schedule. A ticket nobody has touched as its SLA gets close, or a customer who replies angrier than before, gets re-prioritized and flagged in Slack.

CSV exports empty since this morning
Every CSV export from the Reports tab has come back empty since about 9am. We send these to our board on Friday. Can someone look today?
Triage instructions (plain English)
- Categories: Billing, Account access, Bug (with product area), How-to, Feature request, Other.
- Urgent: payments failing, data loss, security, or an Enterprise customer who says they are blocked.
- High: a named deadline within 3 days, or the customer's third ticket this week.
- Bugs go to Tier 2 for the product area and get a Jira issue in that area's project.
- German and French tickets go to the EU queue.
- Never send a reply to the customer without approval.
Need a priority policy to start from? See ticket priority levels: P1–P4 and a priority matrix.
- 01
Categorize
Category: Bug · Reports / Exports
Describes a feature that stopped working, not a how-to question. Picked from your category list.
- 02
Prioritize
Priority: High
Rule applied: Enterprise customer, work blocked, deadline named within three days.
- 03
Check for duplicates
Linked to 3 tickets since 09:10 · tag incident-exports
Three other customers reported empty exports this morning. One incident, not four tickets.
- 04
Route
Group: Tier 2 · Reporting
Your rule: confirmed product bugs go to Tier 2 for the owning area, not the general queue.
- 05
Escalate
Jira REPORT issue created · 4 tickets linked · Slack #support-escalations
No open issue matched. Reproduction details and affected accounts copied into the issue.
- 06
Write back
Fields set · internal note with reasons · reply drafted for approval
Triage fields apply automatically. The customer-facing reply waits for a person.
Ecosystem
Works inside the helpdesk and tracker you already run
Triage doesn't need a new ticketing system. The agent connects to your existing tools through DeskFerry's integration library and writes its decisions where your team already looks.
Compared
An AI ticketing system vs a triage agent on your current helpdesk
Searches for an "AI ticketing system" usually start from a triage problem. You can switch helpdesks to get AI routing, or add triage to the one you have. Both work; they cost different things.
| Question | Switch to an AI ticketing system | DeskFerry triage agent |
|---|---|---|
| What changes | Your helpdesk, macros, views, and reporting | Nothing — the agent writes into your current helpdesk |
| Triage rules | The vendor's routing model and settings | Your categories and priority rules, in plain English |
| Engineering escalation | Depends on the vendor's Jira/Linear integration | Creates and links the Jira or Linear issue itself |
| Migration work | Ticket history, automations, agent training | Connect the apps, write the rules, review the first tickets |
| Scope beyond support | Support only | Same agent platform runs your other workflows |

FAQ
Frequently asked questions
What is AI ticket triage?
AI ticket triage is using a language model to do the sorting step of support: read each incoming ticket, assign a category, set a priority, and route it to the right team or person. Rule-based helpdesk triggers match keywords; an AI triage agent reads the whole message and the customer's context, so "the export is empty again and the board meets Friday" is recognized as a high-priority reporting bug even though it contains no trigger word.
Does it replace Zendesk, Intercom, or Jira?
No. DeskFerry is not a ticketing system. The triage agent connects to the helpdesk and tracker you already use and writes its decisions into them — fields, tags, assignee, internal notes, linked issues. Your views, macros, SLAs, and reports keep working.
How does it decide priority?
From the rules you write, applied to what the ticket says. A typical rule set: "Urgent if payments, data loss, or a security issue is mentioned, or an Enterprise customer says they are blocked. High if a named deadline is within three days. Low for feature requests and how-to questions." The agent writes which rule it applied into the ticket note, so a wrong priority points you at the rule to fix.
What happens when it gets a category wrong?
Your agent changes the field back, and you add the case to the triage instructions — usually one line ("questions about invoices from the reseller portal are Billing, not Account access"). You can run the first week in review mode, where the agent proposes the triage in an internal note and a person applies it, before letting it set fields directly.
Can it answer tickets, not just sort them?
Yes, as a separate step. The Customer Support Agent drafts replies grounded in your help center and past resolutions, and the embeddable chat widget answers questions before they become tickets. Customer-facing replies can be set to require approval.
What does it cost?
Start with a free trial. Paid plans are Growth at $49/month (5,000 credits), Pro at $99/month (12,000 credits), and Scale at $299/month (40,000 credits). How far credits go depends on ticket volume and how much each ticket needs — a short how-to question costs less than a bug that needs a Jira issue and duplicate search.
